How to Debug Customer-Reported Bugs Without Screen Sharing
"Can you share your screen with me?"
It's the question that ends every support ticket that couldn't be resolved by email. Both parties know what it means: we've run out of ways to understand the problem without watching you experience it. Schedule a call, get on Zoom, share your screen, and walk through it together while someone watches.
It works, when it works. But it's expensive in ways that aren't always obvious, and it breaks down in situations that are more common than they should be.
The Real Cost of Screen Sharing for Debugging
Screen sharing feels like a pragmatic solution because it directly solves the information asymmetry: you can't see what the customer sees, so you watch them. But it comes with several structural costs:
It's synchronous
Both parties need to be available at the same time, which means scheduling. Scheduling means delays — sometimes hours, sometimes days. Enterprise customers in different time zones mean 7 AM or 9 PM calls. Meanwhile, the customer's issue is unresolved and their frustration compounds.
And once the call is scheduled, bugs have a way of not cooperating. The intermittent error that happened three times yesterday doesn't show up in the 30-minute window of the screen share. You spend the call asking questions and trying to reproduce it, and end the call having confirmed it's real but no closer to understanding why.
It requires the right person to be available
The support agent who scheduled the call may not have the technical depth to diagnose the issue during the session. They'll need to get an engineer involved — which means a three-way call, or a second call, or the engineer watching a recording of the first call that may or may not capture the right information.
It captures the wrong level of detail
Watching someone's screen tells you what they see. It doesn't tell you what the application is doing underneath. The network request that returned a 403 isn't visible in the browser unless the customer has DevTools open. The JavaScript exception that fired silently isn't visible at all. You're watching a symptom without access to the underlying cause.
Customers don't always want to share their screen
Screen sharing exposes everything — other browser tabs, desktop notifications, anything that pops up during the session. Some customers reasonably decline, especially in enterprise environments with security policies that restrict screen sharing tools. When they decline, you're back to email.
The Alternatives and Their Limits
Before session replay, teams had a few approaches to gathering context without screen sharing:
Support tickets with screenshots
Screenshots capture a single frame of the visible UI. They're better than nothing, but they don't show interaction sequences, they don't capture network state, and they depend entirely on the user knowing which moment to screenshot. The screenshot of the error message is rarely the screenshot you actually need — you need the three screens before it.
HAR file exports
A HAR (HTTP Archive) file captures network requests from the browser's DevTools. It's extremely valuable for debugging network-related issues, but it requires the user to know how to open DevTools, export a HAR file, and attach it to a ticket — a sequence that even technically sophisticated users find non-obvious. Most end users simply won't do it.
Verbose logging and error IDs
Adding correlation IDs to API errors so the user can share an ID that maps to a server-side log entry is a reasonable pattern for back-end errors. It does nothing for front-end issues that don't produce an error response, and it still requires a second step to pull the logs.
Asking a lot of questions
"What browser are you using? What OS? What exact steps did you follow? Did you see any error messages? Can you try clearing your cache?" Each question adds a round trip. Each round trip adds hours. By the time you've gathered enough information to diagnose a complex issue, a week has passed.
A Better Model: On-Demand Session Capture
The insight behind tools like Clairvio is that most of the information you'd gather from a screen share — and a great deal more — can be captured automatically if recording starts at the right moment.
The model works like this:
- A support ticket comes in. The agent reviews it and determines that more context is needed.
- The agent generates a magic link — a unique, time-limited URL — and sends it to the customer with a brief message: "To help us investigate, could you click this link and reproduce the issue you're experiencing?"
- The customer clicks the link in their browser. This activates the diagnostic session. No new tab. No install. No configuration. It looks and feels like a normal link.
- The customer navigates to the problematic part of their application and reproduces the issue (or tries to). The session capture runs in the background.
- The agent can watch the session live as it happens, or review the recorded replay after the customer has finished.
What arrives on the agent's screen isn't a screen recording. It's a full technical picture: the DOM replay showing exactly what the customer's browser rendered, the network request log showing every API call and response, the console showing JavaScript errors and log output, and an environment snapshot with browser, OS, screen resolution, and timezone.
What You Can See That Screen Sharing Doesn't Show
The diagnostic power of this approach goes beyond what screen sharing can provide:
Network requests and responses
The most frequent cause of front-end bugs in production is an unexpected API response — a 401 that wasn't handled, a response body with a shape that differs from what development returned, a rate limit being hit silently. With session replay, you see every request the browser made and exactly what the server returned. The customer doesn't need to know how to open Network DevTools and interpret the output; it's captured automatically.
JavaScript errors with stack traces
Console errors that fire silently — without any visible UI indication — appear in the session's console timeline with full stack traces. If the cause of the customer's confusion is a JavaScript exception that swallowed its error state, you'll see it even though they didn't.
The exact interaction sequence
The DOM replay shows the cursor path, the clicks, the scroll positions, the form field entries. If the bug only manifests when the user navigates to a page, goes back, and navigates forward again, you'll see that navigation pattern. If it requires clicking a specific sequence of buttons, you'll see exactly which buttons and in what order.
Environment details without asking
Browser name and version, operating system, screen dimensions, viewport size, device pixel ratio, timezone, language, and connection type — all captured at session start. The support queue no longer requires a round-trip question to gather basic environment information.
Asynchronous Debugging Changes the Workflow
One of the most significant benefits of session replay for support is the shift from synchronous to asynchronous debugging. When screen sharing is your primary diagnostic tool, investigation is blocked until both parties are available. With session replay, the customer's experience is recorded and waiting for you when you're ready to look at it.
This changes the support workflow in a few concrete ways:
- Support agents handle more tickets in parallel. Instead of one ongoing screen share per agent, each agent can send magic links to multiple customers and review their sessions when they come in — much like reviewing responses in a support inbox.
- Engineering involvement is more targeted. Instead of having an engineer on a live debugging call, the support agent reviews the session first, forms a hypothesis, and escalates to engineering with a replay link and a specific question. The engineer doesn't spend thirty minutes on a call gathering context they could have had in three minutes of replay review.
- Time zones stop being a constraint. A customer in Tokyo can reproduce the issue during their work day, and the session is waiting for review when the engineering team starts their day. No coordination required.
- Intermittent bugs get captured. The customer can reproduce the issue as many times as they experience it. If it happens twice in a week, both sessions are recorded. You're not racing to see it happen live during a scheduled call.
When Screen Sharing Still Makes Sense
Session replay doesn't eliminate every use case for screen sharing. There are scenarios where real-time interaction is still valuable:
- Onboarding and training. When a user doesn't know how to accomplish a workflow in your product, watching them attempt it in real time lets you guide them interactively. Session replay shows what happened; it doesn't let you intervene.
- Complex configuration issues. Some problems require back-and-forth dialogue to work through — where the user needs to make changes based on your input and you need to see the result. Screen sharing is better for collaborative problem-solving than for unilateral observation.
- High-value, time-sensitive escalations. For a P0 incident affecting a major customer, the speed and directness of a live call may outweigh the convenience of async review.
The goal isn't to eliminate screen sharing as a tool — it's to stop using it as the default for situations where session replay is faster, cheaper, and actually more informative.
Making the Transition
Switching a support team's habits from screen sharing to session replay is mostly a matter of process, not technology. The magic link generation is straightforward; the bigger change is training support agents to trust that the session replay will give them what they need, and building the habit of reaching for it before scheduling a call.
A reasonable starting point is to use session replay for every escalation that would otherwise lead to a screen share request. After a few weeks, review how many of those escalations were fully resolved through replay review without a live call. For most teams, the number is high enough to make the case for a broader shift.
